What it means
Service design considers every interaction — before, during and after — and the systems and people behind them.
Why it matters
In service businesses the experience IS the product. A good outcome delivered through a frustrating process produces a poor review.
What it looks like in practice
Map the customer journey including the back-stage steps the customer does not see, and look for the handoffs where things stall.\n\nDesign the failure paths as well as the happy one: what happens when something is late, wrong or cancelled.
What to watch out for
Designing from the inside out. The organisation's structure is not the customer's problem and should not be visible to them.
